Topic 1
The services marketing triangle
- 1. Company to customers: External marketing — making promises
- 2. Company to employees: Internal marketing — enabling promises
- 3. Employees to customers: Interactive marketing — keeping promises
- External marketing: advertising, sales promotion, pricing — sets customer expectations.
- Internal marketing: recruiting, training, motivating and rewarding staff so they can deliver.
- Interactive marketing: the "moment of truth" where the promise is kept or broken.
Exam tip
All three sides must work together; a strong advertising campaign without internal marketing widens Gap 4.
Topic 2
Integrated services marketing communications
Communication problems arise from service intangibility, management of expectations, customer education and internal marketing communication.
Strategies to match promises with delivery
- Manage service promises: create effective advertising, coordinate external communication, make realistic promises, offer service guarantees.
- Manage customer expectations: offer choices, create tiered-value offerings (silver/gold/platinum), communicate criteria for effectiveness, negotiate unrealistic expectations.
- Improve customer education: prepare customers for the process, confirm performance to standards, clarify expectations after the sale, teach how to avoid peak demand.
- Manage internal communication: vertical (top-down and bottom-up), horizontal (between advertising and operations), cross-functional teams.
- Tangibilise the intangible: vivid information, testimonials, physical cues, interactive imagery (LIC's "hands" logo, insurance ads showing families).
Topic 3
Pricing of services
Customers' knowledge of service prices is low because prices are often customised, varied by provider, and not visible before purchase; price is used as an indicator of quality.
Cost-based
Price = direct + overhead costs + profit margin (legal fees, consultancy hourly rates)
Competition-based
Price signals from rivals; going-rate pricing (airlines, telecom)
Demand-based
Price matches the customer's perceived value
Demand-based pricing strategies (by meaning of value)
| Value means | Strategy | Example |
|---|---|---|
| Low price | Discounting, odd pricing, penetration, synchro-pricing (off-peak) | Matinee shows, happy hours |
| Whatever I want in a service | Prestige pricing, skimming | Luxury spa, premium consulting |
| Quality for the price I pay | Value pricing, market segmentation pricing | Student discounts, economy vs business class |
| All that I get for all I give | Price framing, price bundling, complementary pricing, results-based pricing | Hotel packages, "no win, no fee" lawyers |
- Dynamic / yield pricing: prices change with demand to maximise revenue from perishable capacity — airlines, hotels, ride-hailing surge pricing.
Example
An IndiGo seat costs ₹3,000 if booked two months ahead but ₹9,000 a day before departure — yield management.
Topic 4
Emerging trends in services marketing
- Digital transformation: apps, chatbots, AI-based recommendations, UPI and digital wallets.
- Self-service and automation: kiosks, robo-advisors, online check-in.
- Personalisation and CRM: using data to tailor offers and loyalty programmes.
- Omnichannel delivery: seamless experience across branch, app, website and call centre.
- Experience economy: selling memorable experiences, not just functions.
- Subscription models: OTT, software as a service, meal plans.
- Green and sustainable services: paperless banking, eco-tourism.
- Social media and online reviews: word-of-mouth on Google, TripAdvisor and Zomato shapes choice.
- Service recovery and guarantees: quick resolution turns complaints into loyalty.
